Customer Meeting Etiquette and Anger Management for Recovery Agents
One rude sentence turns a payment into a complaint. Here is how to run a visit that stays calm and lawful.
A field visit is the moment a recovery case is most likely to go wrong. The borrower may be embarrassed, scared or angry, family members may be watching, and one rude sentence from the agent can turn a payment into a complaint.
Customer meeting etiquette is the set of rules and habits that keep a visit lawful and calm. Anger management is what you do when the borrower, or you, starts to lose control. The DRA syllabus puts both in Module C because RBI wants recovery done with care and sensitivity, not pressure.

Before You Go
A two-wheeler loan is 95 days overdue and the case is assigned to you. Check these before leaving.
- checkYour identity card, issued by the recovery agency.
- checkThe lender's authorisation letter for this case, and a copy of the notice the lender sent the borrower.
- checkThe account details: overdue amount, charges, last payment date. Never quote a figure you have not checked.
- checkThe time. Visits are allowed between 8 a.m. and 7 p.m. under RBI's rules from 1 January 2027, unless the borrower has asked for another time.
- checkThe place. RBI's 2027 rules say to meet the borrower where they choose; home or workplace only if there is no choice or they miss two or more meetings in a row.
- checkThe occasion. Do not visit during a death in the family, a medical emergency, a wedding or a similar event.
During the Visit
- 1
Introduce yourself
Show your ID card, say which lender and agency you represent, and offer the authorisation letter.
- 2
Speak only to the borrower or guarantor
Do not discuss the loan with neighbours, relatives, co-workers or the person who opens the door.
- 3
State the facts once, calmly
Amount overdue, since when, and what the lender can offer. No exaggeration about consequences: false or misleading statements about the debt are banned.
- 4
Listen to the reason
Job loss, illness and a business slump each need a different answer. Note it for the lender.
- 5
Agree a next step
A payment now, a promise-to-pay date, or a referral back to the lender for a restructuring or settlement discussion.
- 6
Give a receipt for every payment
A proper acknowledgement for any amount collected, on the spot.
When the Borrower Gets Angry
PrepClever's suggested approach, built on standard de-escalation practice.
- 1
Lower your voice, do not raise it
Shouting back always escalates. Speak slower and quieter than the borrower.
- 2
Let them finish
Interrupting an angry person sounds like dismissal. Let the first wave pass.
- 3
Name the feeling
"I can see this is stressful for you." Acknowledging the emotion is not agreeing to skip payment.
- 4
Move to what can be done
Shift from blame to options: a smaller payment today, a date, or a call with the branch.
- 5
Leave if it is not safe
If there is a threat of violence, end the visit politely and report it to your agency and the lender. Never respond with force.

Your Own Anger Is a Rule Breach
Abusive language, threats, humiliating a borrower in public, posting their details on social media, or harassing their family and friends are all listed by RBI as harsh recovery practices. An agent who loses their temper does not just lose the case; the lender can stop using the agency, and RBI can act against the lender.
How the DRA Exam Tests This
These are scenario questions: a borrower shouts at you, a relative answers the door, the borrower is at a funeral. The right option is the calm, lawful one: identify yourself, talk only to the borrower, return at a suitable time, report to the lender.
The trap is the "effective" option, such as telling neighbours to shame the borrower or inventing consequences like arrest. Both are banned, and IIBF scenario answers follow RBI's rules, not what gets money fastest.
FAQs
Can a recovery agent visit a borrower's office?expand_more
From 1 January 2027, RBI's rules say the agent should first meet at the place the borrower chooses. Home or workplace is allowed if the borrower names no place or misses two or more meetings in a row.
Can a recovery agent talk to my family about my loan?expand_more
No. RBI's rules limit recovery discussions to the borrower or guarantor, and harassing relatives, friends or co-workers is listed as a harsh practice.
What should a recovery agent do if a borrower becomes aggressive?expand_more
Stay calm, avoid arguing, and leave if the situation is unsafe. Report the incident to the agency and the lender. Force or threats are never permitted.
Should a recovery agent give a receipt for cash?expand_more
Yes, always. A proper receipt for every amount collected protects both the borrower and the agent.
